Will My Regular Customers Hate It if an AI Answers the Phone?

A small shop owner at the counter taking a phone call while a tablet shows a voice agent call summary

Some will, but how regulars react depends mostly on the call, not on the fact that it is AI. They tend to mind an agent that is slow, repeats itself or cannot reach a person. They mind far less when it answers quickly, knows their details and hands over easily.

What owners actually worry about

The fear is reasonable. A pizza-shop owner who reviewed an AI phone vendor on Trustpilot wrote that customers were hesitant at first, even on the second call. A member of a UK business forum said bluntly that they and everyone they knew hated AI phone receptionists. Neither is evidence about your customers, but both describe a real pattern: people judge by the first thirty seconds.

If you are considering an AI voice agent, the useful question is not whether your regulars like AI in general. It is what they will experience on the call, and whether you can find out cheaply before committing. This post covers what drives the reaction, how to test it safely, and the cases where you should keep a person on the phone.

What makes callers accept or reject an AI on the phone

Speed and waiting

The most common reason people call a business is to avoid waiting. An agent that picks up on the first ring, does not put anyone on hold and does not ask them to call back is solving a problem the caller already has. Many regulars will forgive a lot for that. Our post on what missed calls cost a business explains why answering at all is often the bigger win.

Being understood the first time

Nothing irritates faster than an agent that mishears a name, asks a question the caller has just answered, or loops. Complaints about AI receptionists on review sites keep returning to this: callers not understood, messages garbled, the same question repeated. Accuracy depends on how well the agent is set up on your names, services and accents, not on the idea of AI itself.

Knowing who they are and what they usually want

A regular who is greeted properly, and whose usual order or appointment the agent recognises, usually feels better served, not worse. This requires the agent to be connected to your customer records or booking system. Without that link it behaves like a generic menu, and regulars notice.

Reaching a person when they ask

The loudest dislike is being trapped. If a caller says “let me talk to someone” and the agent keeps going, trust is gone. A visible, instant route to a human, or a promise of a call back with a time, removes most of the fear. It is a design requirement, not a nice-to-have.

How to test it without risking your regulars

Start where the alternative is voicemail

Do not begin with your busiest hour. Begin with calls that currently go unanswered: after closing, lunch breaks, or overflow when every line is busy. A caller who would otherwise reach a voicemail box is very unlikely to be upset by an assistant that actually helps. This is the lowest-risk way to learn, and it is how we usually recommend starting, as covered in our guide to whether AI can answer business calls.

Listen to real calls every week

For the first few weeks, listen to a sample of recordings (where recording is lawful and disclosed). Write down three things: where the caller sounded confused, where the agent got a fact wrong, and where a person was requested. Most problems turn out to be missing information or a missing transfer rule, which can be fixed. You will quickly see whether the issue is the technology or the setup.

Ask a few regulars directly

If you know your regulars, tell some of them you are trying something and ask for blunt feedback after they have used it. This costs nothing and tells you more than any report. Your customers may also surprise you: some regulars prefer a quick automated answer for simple things such as opening hours or order status.

Keep a one-step way back

Leave your old call routing ready to switch on at any time. Knowing you can revert in minutes makes it easier to try the agent properly instead of arguing about it in the abstract.

What the first month of complaints usually looks like

Expect a few awkward calls early on. They tend to cluster around the same causes: an unusual name, a service you offer that nobody told the agent about, a caller who wants to change something that was booked earlier, or a noisy line. None of these is a reason to give up, and each is a concrete thing to fix. Keep a simple running list of every complaint and its fix. If the list is getting shorter week by week, the agent is learning your business. If the same complaint keeps returning, something in the setup needs changing, and you should push your supplier for an answer rather than accept it.

It also helps to decide in advance what counts as success. For a small business it might be that fewer callers hang up on voicemail, that nobody complains about the phone line, and that staff spend less time answering routine questions. Write those down before the trial starts so you are judging results, not impressions.

Be open about it, and give people a choice

Do not try to hide that it is an automated assistant. Say so in the greeting in plain words, and offer a person or a call back. Disclosure also matters legally in many places, and rules about recording and consent differ by country and state, so check what applies to you with your own adviser. In practice, callers who are told clearly and offered a choice are more relaxed than those who feel tricked.

Language and tone matter too. A voice that sounds natural, in the language your customers use, and that does not pretend to be a named human, is received better. If you serve customers in more than one language, test each one rather than assuming they behave the same.

When to keep a human on the phone

An AI phone agent is the wrong tool for some calls. Upset customers, bereavement or medical worry, high-value negotiations and any conversation where reassurance is the product should reach a person quickly. Many businesses use the agent for the routine majority and route those calls, once recognised, straight to staff. The aim is to give your team the time to do the conversations that matter, not to remove them from the phone.

There is also a cost angle. If a person answers every call and you are never short of capacity, you may not need an agent at all. The case is strongest where calls are missed, queues build up or staff are tied to the phone. Our comparison of AI receptionist cost against hiring helps you judge that honestly.

What good looks like after the first month

You should have fewer missed calls, a short daily summary, and a clear list of calls handed to staff with the reason. Complaints about the phone line should be rare and explainable. If callers keep asking for a person, or you cannot read what happened on a call, the setup is not finished. If your data needs to stay in your own network, on-premise deployment is an option, and for unusual phone systems or CRM links custom development may be needed. We will tell you honestly after looking at your setup.
